Scenario-Based Customer Support Training

Project Details

This portfolio project is an interactive scenario-based training designed to help customer-facing employees practice responding to realistic customer support situations. The training places learners in common customer conversations where they must choose the best response, receive feedback, and improve their decision-making before applying the skill on the job.

Customer support training is most effective when learners can practice real situations, not just read policies or memorize scripts. This project was designed to help employees build confidence, communicate professionally, and make stronger choices during customer interactions.

The final training includes a short scenario-based eLearning experience, realistic decision points, feedback for each choice, and a scoring rubric that measures customer communication skills.

Business Need

Customer-facing employees often need to respond to frustrated or confused customers while staying calm, professional, and solution-focused. In many support environments, employees may understand the company’s policies but still need practice choosing the right words during difficult conversations.

This training was created to help employees practice those moments in a low-risk environment. Instead of waiting until they are speaking with a real customer, learners can make decisions, see the results of their choices, and receive feedback that helps them improve.

The goal is to support stronger customer conversations, better service consistency, and more confident employees.

Learning Solution

This project uses an interactive decision-based scenario to help learners practice customer support decision-making.. Learners are presented with a realistic customer situation and must choose how to respond. Each choice leads to feedback that explains why the response was effective or why another response would be stronger.

The training focuses on practical communication skills, including empathy, clarity, ownership, and solution-focused language. The goal is not only to help learners know what to say, but also to understand why certain responses work better in customer-facing situations.

This format supports performance because learners are actively making decisions instead of passively reviewing information.

What I Created

For this project, I created an interactive Storyline 360 customer support simulation that gives learners realistic practice responding to a frustrated CloudDesk customer.

Interactive Scenario
A realistic customer support situation where learners choose how to respond at key moments.

Decision Points
A sequence of customer conversation choices that allow learners to practice empathy, clarity, and problem-solving.

Feedback Screens
Coaching feedback that explains why each response is strong, weak, or incomplete.

Scoring Rubric
A simple rubric that measures performance in areas such as empathy, professionalism, ownership, clarity, and solution focus.

This project was designed with a performance-focused approach. The training gives learners a realistic situation and asks them to apply judgment, rather than only recall information.

The scenario format helps learners see how small communication choices can change the direction of a customer conversation. Strong responses acknowledge the customer’s concern, explain the next step, and keep the conversation focused on resolution. Weaker responses may sound rushed, unclear, or defensive.

By combining realistic practice with immediate feedback, the training helps learners build confidence and improve customer communication skills in a safe learning environment.

Customer Situation:
Maya contact CloudDesk support because she is having trouble completing an important task in her account. She is frustrated and wants a clear solution.

Learner Task:
Review Maya’s customer history and account details, identify the support goal, and choose responses that acknowledge her concern, communicate professionally, and guide the conversation toward a resolution.

This scenario gives learners realistic practice making customer-support decisions and seeing how their communication choices affect the conversation.

This training was designed to support business outcomes such as:

  • Improved customer support consistency

  • Stronger communication during difficult customer interactions

  • Increased employee confidence in handling customer concerns

  • Better use of empathy and solution-focused language

  • Fewer escalations caused by unclear or defensive responses

  • Improved customer experience during support conversations

Because this is a portfolio project, the results are projected. In a real client project, these results could be measured through scenario scores, quality assurance reviews, customer satisfaction trends, manager observations, and support escalation data.

This project shows my ability to design practical, scenario-based training that connects learning to real workplace performance. Customer support employees need more than information; they need opportunities to practice making decisions in realistic situations.

This portfolio piece demonstrates how I can create interactive learning experiences that help customer-facing teams communicate clearly, respond professionally, and build confidence before applying skills with real customers.
